Bringing Real-Time Visibility, Prioritization, and Faster Team Assignment to IT Support Ticketing
This case study documents the rollout of a real-time ticket triage capability for an internal IT support function, built on top of an existing Jira-based ticketing system. The initiative was designed to give the support team instant visibility into new tickets and a faster way to route them to the right owner. The focus was on closing the gap between a ticket being raised and a manager actually seeing and acting on it — bringing ticket priority, ownership, and urgency into the team's everyday workspace instead of leaving it buried in an inbox.
| Parameter | Detail |
| Function | IT Support Operations |
| Platform | Microsoft Teams, Jira Cloud |
| Focus Areas | Real-time notifications, ticket prioritization, guided team routing |
| Project Type | Internal Process Improvement with Custom Enhancement |
| Document Purpose | Internal case study and reference material |
The support team relies on Jira to manage incoming tickets, with requests originally raised through a simple intake form and tracked entirely within Jira. While functional, this process left a visibility gap: new tickets were not immediately visible to the team in the tools they use daily, and reviewing or assigning a ticket meant proactively opening Jira and reading through the details first.
As ticket volume grew, this made it harder for managers to react quickly to urgent requests, and slowed down the handoff between a ticket being raised and the right team picking it up.
The goal was to bring ticket awareness directly into the team's everyday communication tool — Microsoft Teams — so that every new ticket gets seen and triaged quickly, without adding extra work for the requester or the support team. Specifically, the initiative aimed to:
● Surface every new ticket to the right people the moment it's raised
● Make ticket priority and urgency visible at a glance
● Simplify how a manager decides which team should own a ticket
● Reduce the time and manual effort spent navigating into Jira for routine triage
● Deliver real-time ticket visibility inside Microsoft Teams
● Make priority and due-date urgency visible without opening the ticket
● Enable one-click team routing directly from the notification
● Reduce dependency on manual inbox checks and repetitive Jira navigation
● Keep the experience simple enough that no additional training is required
As ticket volume increased, the following challenges became clear:
| Challenge | Description |
| Limited Real-Time Visibility | New tickets were not visible to the team until someone actively checked Jira or an inbox |
| Slow Triage | Reviewing a ticket meant opening Jira and reading through the full description first |
| Hidden Urgency | Priority and due dates were not visible until the ticket was opened directly |
| Inconsistent Routing | Assigning a ticket to the right team relied on individual judgement rather than a consistent, visible process |
| Manual Effort | Day-to-day triage required repetitive navigation between email, Jira, and Teams |
TrasolTech followed a structured, low-disruption approach to introduce real-time visibility into the existing ticketing process without changing how requesters submit tickets:
| Phase | Description |
| Process Review | Reviewed how tickets were raised, communicated, and triaged today, and where the visibility gaps were |
| Solution Design | Designed a lightweight notification experience that fits naturally into the team's existing Teams workspace |
| Integration Setup | Connected ticket creation to real-time Teams notifications without changing the requester's experience |
| Testing & Validation | Verified accuracy and reliability of notifications across ticket types and priority levels |
| Rollout & Adoption | Rolled the experience out to the support team with a short walkthrough of the new workflow |
The delivered solution introduced a real-time notification layer on top of the existing Jira ticketing process, giving the support team everything they need to triage a ticket without leaving Teams.
| Solution Area | What Was Delivered |
| Real-Time Notifications | Every new ticket now posts automatically to a shared Teams channel the moment it's created |
| Ticket Snapshot | Each notification shows Ticket ID, Summary, Requester, Status, Priority, and Due Date at a glance |
| Priority Visibility | Urgency is colour-coded, so priority tickets stand out immediately without opening Jira |
| Guided Team Routing | A manager can select the owning team directly from the notification in a couple of clicks |
| Faster Handoff | The team gets a clear, ready-to-action summary, cutting the time between ticket creation and ownership |
The centrepiece of this initiative was making ticket triage something the team could do in seconds, from inside the tool they already use every day.
What Changed ● New tickets now appear automatically in the team's shared Teams channel ● Priority and due date are visible immediately, without opening Jira ● A manager can assign the owning team in a couple of clicks ● The requester still receives the same familiar confirmation experience | Business Value ● Faster awareness of urgent tickets across the team ● Reduced time spent navigating into Jira for routine triage ● More consistent, visible ticket routing decisions ● A simpler day-to-day experience for the support team |
| Area | Outcome |
| Ticket Intake | No change to how requesters submit a ticket — the existing form and process stayed the same |
| Notifications | New tickets are now visible in Teams the moment they're created |
| Prioritization | Priority and due-date urgency are visible at a glance, without opening the ticket |
| Team Routing | Managers can assign the owning team directly from the notification |
| Adoption | Rolled out to the support team with a short walkthrough — no additional training required |
| Business Benefit | Impact |
| Faster Ticket Awareness | The team now sees new tickets the moment they're raised, instead of relying on someone checking Jira or an inbox |
| Quicker Triage | Priority and urgency are visible at a glance, helping managers react faster to time-sensitive requests |
| More Consistent Routing | A simple, visible routing step means tickets reach the right team more reliably |
| Reduced Manual Effort | Less time spent navigating between email, Jira, and Teams for everyday triage |
| Better Team Experience | The new workflow fits naturally into tools the team already uses every day |
